The choice in front of most teams is not a new inbox. It is whether that built-in AI is enough, or a layer still has to sit on the same instance. Zendesk AI is Zendesk's own agent and copilot surface. It runs on tickets, help center articles, and the knowledge Zendesk already holds. It is part of the product you license, not a second helpdesk you install beside it. Built-in means the boundary is Zendesk's. The assistant reasons over what that product can see. That is a feature when your answers live there. It is a limit when the order, the contract, or the account system sits somewhere else. ## Stay, switch, or add a layer. Stay with Zendesk AI when the questions you can resolve are answerable from Zendesk's own data, and you want one vendor's assistant inside the plan you already pay for. Switch helpdesks when the complaint is Zendesk itself: the contract, the admin model, the channels. That is a platform project. Buy it for platform reasons. A migration is a weak way to get AI, because the next desk ships an assistant too. Add a layer when Zendesk stays the system of record and the work to finish reaches systems Zendesk does not own.
